Major brands like Deliveroo, Uber, Airbnb and Ebay rely on Twilio to communicate with their customers via SMS, email, voice, WhatsApp and more.<br \/><br \/>They&#8217;re a huge beast. What exactly are they doing to deserve such a roasting in the reviews?<\/p>\n<h2><strong>Why is The SMS Works looking into Twilio\u2019s Trustpilot review scores?<\/strong><\/h2>\n<p>Before we dive into the details, it\u2019s worth taking a moment to explain why we\u2019re doing this review. You\u2019d be forgiven for assuming that this is just an opportunist swipe at a much larger competitor.<\/p>\n<p>There may be a grain of truth in that.<\/p>\n<p>We are competitors, to some extent but there\u2019s actually surprisingly little overlap. We offer an <strong><a href=\"https:\/\/thesmsworks.co.uk\/\">SMS API<\/a> <\/strong>rather than a full set of multi channel tools and we cater mainly to UK based customers. In fact we don\u2019t have a single customer who is based in The US.<\/p>\n<p>So to answer the question, we are genuinely curious.<\/p>\n<p>Why has such a trusted and popular supplier with such amazing products got such a bad Trustpilot review score? What are the common issues that customers raise and what could Twilio do to resolve them?<\/p>\n<h2><strong>A review of Twilio&#8217;s bad Trustpilot reviews<\/strong><\/h2>\n<p>Our investigation revealed that some of the poor reviews are most thoroughly deserved but many are not. Some of the issues customers face are only partially Twilio\u2019s fault, while some of them are not really their responsibility.<\/p>\n<p>We found the complaints fell into 7 categories.<\/p>\n<h2><strong>1. Slow and unresponsive support<\/strong><\/h2>\n<p>Reviewers seem to agree that Twilio\u2019s support service is very slow with some customers waiting days for a response to basic questions. When responses do come they are often dismissive and don\u2019t actually address the issues raised.<\/p>\n<p>Here\u2019s a selection of frustrated customer comments.<\/p>\n<blockquote>\n<p><strong>\u201cThis has been the absolute worst company to deal with. No actual person to speak to. No way to get any real answers. We had a call with Alexus scheduled way in advance and she never showed for the meeting.\u201d<\/strong><\/p>\n<p><strong>\u201cAbsolutely terrible. They don&#8217;t have customer service. This is not hyperbolic.\u201d<\/strong><\/p>\n<p><strong>\u201cThe overall app\/service is nice and easy to use, but the support is absolute garbage\u201d<\/strong><\/p>\n<\/blockquote>\n<p><a href=\"https:\/\/twitter.com\/XOE_\/status\/1417285014207799296\"><img loading=\"lazy\" decoding=\"async\" class=\"alignnone  wp-image-2836\" src=\"http:\/\/thesmsworks.co.uk\/blog\/wp-content\/uploads\/2023\/01\/waiting-for-a-reply-from-Twilio-300x178.webp\" alt=\"waiting for a reply from Twilio\" width=\"585\" height=\"347\" srcset=\"https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/waiting-for-a-reply-from-Twilio-300x178.webp 300w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/waiting-for-a-reply-from-Twilio-1024x607.webp 1024w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/waiting-for-a-reply-from-Twilio-768x455.webp 768w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/waiting-for-a-reply-from-Twilio.webp 1107w\" sizes=\"(max-width: 585px) 100vw, 585px\" \/><\/a><\/p>\n<blockquote>\n<p><strong>\u201cIt took me 3 days to respond or they closed the incident without answering.\u201d<\/strong><\/p>\n<p><strong>\u201cTheir service is a catastrophe!&#8221;<\/strong><\/p>\n<\/blockquote>\n<p><span style=\"font-size: 16px; font-weight: 400;\">I could go on.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">There appears to be a big mismatch between the urgency of the customers\u2019 problem and the response from Twilio support.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">I get the sense that small companies and start-ups don\u2019t get the same level of attention as established brands.\u00a0<\/span><\/p>\n<p>One email competitor Mailgun even refers to Twilio&#8217;s poor customer service in their own Google Ad! When you search for Twilio&#8217;s email product Sendgrid, their ad plainly states that their support is superior.<br \/><br \/><img loading=\"lazy\" decoding=\"async\" class=\"alignnone  wp-image-3181\" src=\"https:\/\/thesmsworks.co.uk\/blog\/wp-content\/uploads\/2023\/03\/Sengrid-competitor-Google-ad-1-300x144.jpg\" alt=\"Sengrid competitor Google ad \" width=\"490\" height=\"235\" srcset=\"https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/03\/Sengrid-competitor-Google-ad-1-300x144.jpg 300w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/03\/Sengrid-competitor-Google-ad-1-1024x492.jpg 1024w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/03\/Sengrid-competitor-Google-ad-1-768x369.jpg 768w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/03\/Sengrid-competitor-Google-ad-1.jpg 1225w\" sizes=\"(max-width: 490px) 100vw, 490px\" \/><br \/><br \/><br \/><\/p>\n<p><span style=\"font-weight: 400;\">\u00a0Some customers receive a totally different and much better support experience.<\/span><\/p>\n<blockquote>\n<p><strong>\u201cTheir support for developers is professional.\u201d<br \/><br \/>\u201cHave always had awesome interactions with Twilio &#8212; prompt service, helpful responses and they&#8217;re always very patient with us in figuring things out.\u201d<\/strong><\/p>\n<\/blockquote>\n<p><span style=\"font-size: 16px; font-weight: 400;\">So the picture is by no means entirely bleak.<\/span><\/p>\n<h2><b>2. Clunky admin processes<\/b><\/h2>\n<p><span style=\"font-weight: 400;\">Customers are asked to complete lengthy forms and provide extra documentation to complete the on-boarding process.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">This is understandable. Twilio needs to ensure that their platform isn\u2019t used by anyone with criminal or spammy intent.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">It\u2019s perfectly reasonable for them to conduct due diligence on their customers. But they don\u2019t seem to be setting the expectations for account sign up in advance, or giving adequate explanation of why there is such an involved process.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">People are signing up expecting a 2 minute process and are ending up with long forms and a level of unwelcome scrutiny. Here are a couple of examples.<\/span><\/p>\n<p><a href=\"https:\/\/twitter.com\/AmericanBearded\/status\/1618043465560100864\"><img loading=\"lazy\" decoding=\"async\" class=\"alignnone  wp-image-2843\" src=\"http:\/\/thesmsworks.co.uk\/blog\/wp-content\/uploads\/2023\/01\/Twilio-complaints-300x105.webp\" alt=\"Twilio compaints\" width=\"569\" height=\"199\" srcset=\"https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/Twilio-complaints-300x105.webp 300w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/Twilio-complaints-768x270.webp 768w, https:\/\/thesmsworks.wpenginepowered.com\/wp-content\/uploads\/2023\/01\/Twilio-complaints.webp 1025w\" sizes=\"(max-width: 569px) 100vw, 569px\" \/><\/a><\/p>\n<blockquote>\n<p><strong>\u201cThey asked for many documents during the on boarding process, we have provided everything (company docs and personal docs) and then they said that they can&#8217;t proceed with the application without giving any explanation.\u201d<\/strong><\/p>\n<p><strong>\u201cSupport \u2013 send the longest form I ever saw.\u201d<\/strong><\/p>\n<\/blockquote>\n<p><span style=\"font-weight: 400;\">Customers have also struggled to complete basic tasks like closing their account.<\/span><\/p>\n<blockquote>\n<p><strong>&#8220;Twilio refuses to close my account.\u201d<\/strong><\/p>\n<p><strong>\u201cI cancelled Twilio over 2 years ago now. I requested the numbers be released and completely closed. I just received ANOTHER email requesting a new card and saying my account is still be billed and will continue to bill me..\u201d<\/strong><\/p>\n<\/blockquote>\n<h2><strong>3. Prepaid account depleted due to SMS pumping fraud<\/strong><\/h2>\n<p><span style=\"font-weight: 400;\"><strong><a href=\"https:\/\/thesmsworks.co.uk\/blog\/sms-pumping\/\">SMS pumping fraud<\/a> <\/strong>is a relatively new type of fraud. It happens when insecure web forms are attacked to automatically generate thousands of SMS messages.\u00a0<\/span><\/p>\n<p><span style=\"font-weight: 400;\">These texts often contain <strong><a href=\"https:\/\/thesmsworks.co.uk\/blog\/sms-otp\/\">one time password (OTP) codes<\/a><\/strong>. Sending these messages quickly depletes the user\u2019s Twilio account and the fraudster benefits by generating a revenue share with the mobile network.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">The situation is then made worse if the customer has an \u2018auto top up\u2019 option enabled which automatically adds new funds to the Twilio account, only for it to be instantly drained.<\/span><\/p>\n<blockquote>\n<p><strong>\u201cOur prepaid account was reduced to minus thousands of dollars. Money was withdrawn from our bank account.\u201d<\/strong><\/p>\n<p><strong>\u201cThen, someone used our api and twilio informed us immediately via email, after that we had a charging of 3600 euros from our credit card.\u201d<\/strong><\/p>\n<\/blockquote>\n<p><span style=\"font-weight: 400;\">Responsibility for this type of fraud must lie with the customer. It\u2019s not Twilio\u2019s job to create secure web forms that can\u2019t be ambushed in this way.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">Twilio is simply doing what they were supposed to, i.e. delivering OTP texts so customers could sign up to a service.<\/span><\/p>\n<h2><b style=\"font-style: inherit;\">4. Accounts suspended with inadequate explanation and slow support<\/b><\/h2>\n<p><span style=\"font-weight: 400;\">I have some sympathy with Twilio on this one. There is so much fraud in the SMS world and providers need to have automated systems that lock suspicious looking accounts.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">What\u2019s missing with Twilio is quick action in switching back on and whitelisting legitimate customers, rather than just silence in response to the increasingly frantic requests for help.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">If Twilio has suspended an account because of security concerns, then it could mean that a business has literally been stopped in its tracks. For example, If SMS OTP codes are being stopped then new customers can\u2019t sign up to a service.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">There clearly needs to be ways that legitimate customers can get their accounts unblocked quickly without needing to wait days for a half-hearted response.<\/span><\/p>\n<blockquote>\n<p><strong>\u201cThey would suspend your account with no detail or reasons and make you wait 2 to 3 weeks before you really understand what is going on.\u201d<\/strong><\/p>\n<p><strong>\u201cRestricted my account instantly after I paid $20 for account upgrade.\u201d<\/strong><\/p>\n<p><strong>\u201cThey suspend your account for &#8220;suspicious activity,\u201d<\/strong><\/p>\n<\/blockquote>\n<h2><b>5. The problem arises when customers simply don\u2019t understand what they\u2019re paying for or how the services are charged.<\/span><\/p>\n<blockquote>\n<p><strong>\u201cI have been trying to figure out the pricing of their service for over a month now. After a productive call with one of their sales manager, I never heard back from them.\u201d<\/strong><\/p>\n<p><strong>\u201ccharged again several odd charges.\u201d<\/strong><\/p>\n<\/blockquote>\n<h2><strong>7. Hosting spammers<\/strong><\/h2>\n<p><span style=\"font-weight: 400;\">Twilio has experienced a surge in spammers using Twilio hosted numbers for spamming by email and SMS.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">The problem is escalating and Twilio seems powerless to tackle the root problem.\u00a0<\/span><\/p>\n<p><span style=\"font-weight: 400;\">As a solution, they are suggesting that customers use their <strong><a href=\"https:\/\/www.twilio.com\/blog\/serverless-phone-verification\">number verification\u00a0 product<\/a><\/strong> but customers point out that this service comes at an additional cost.<\/span><\/p>\n<blockquote>\n<p><strong>\u201cSerious scams and spam coming from Twilio servers and they are not fulfulling their responsibility to counteract it.\u201d<\/strong><\/p>\n<p><strong>\u00a0\u201cI have been harassed by people that are calling from numbers registered to Twilio &#8211; yet it is allowed to continue.\u201d<\/strong><\/p>\n<p><strong>&#8220;Well, judge by yourself, whether using Twilio makes sense, if you share the services with spammers.&#8221;<\/strong><\/p>\n<\/blockquote>\n<p><a huge customer base and there will always be a vocal minority of frustrated customers who make their voices heard.<\/p>\n<p>But Twilio undeniably has a customer support and communication problem that needs addressing.<\/p>\n<p>From their Trustpilot reviews and Twitter comments, Twilio needs to improve their service in a number of areas.<\/p>\n<p style=\"padding-left: 40px;\">Speedier customer support<br \/>More attentive account management for start-ups and small businesses<br \/>Explaining and setting customer expectations on the signup process<br \/>Improve awareness and solutions to combat SMS pumping fraud<br \/>Inform customers in advance if they\u2019re planning to close their account<br \/>Combat spammers who are using Twilio issued numbers<br \/>Clarify and simplify pricing<br \/>Deploy tools to stop deposited funds being fraudulently depleted and then recharged<\/p>\n<p>Twilio of course knows all this and I\u2019m sure they\u2019ve got plans in place to tackle this and more. Best of luck to them.<\/p>\n<p>I hope this doesn\u2019t come across as a bit mean-spirited.
